Very good advice. The problem is that a lot of staff want to step in too quickly and "solve" the problem or defuse the situation. Many times, students (and staff) just want someone to understand how they feel - and validate those feelings without necessarily condoning them. Listening is indeed the key ingredient (as usual). I plan to share this with my graduate Group Dynamics class...
